What qualifies an incident as P0 (critical)?
P0 = production completely unavailable or a critical business function not working. Examples: login is down, WebLogic cluster down, database not responding, mass transaction failures, customer-facing offer unavailable, payment system dead. Not P0: one of three nodes running slow, monthly report delayed, GUI has a typo. Premium: response in 15 min, named engineer starts work immediately, status update every 30 min. Enterprise: response <5 min, named team on bridge call within 10 min.
How do you measure SLA time?
We count it fairly. Clock starts when the ticket reaches us (email/phone/monitoring alert confirmation — we take the earliest). Stop-clock when we are waiting for the client (e.g. no server access, business decision needed, data required to reproduce the bug, step requiring approval). Clock resumes when the client responds. Logged precisely in the ticket history — you have full visibility. No trick of "response in 15 min = we sent an autoresponder". Response means a person who started working.
Do you sign contractual penalties for SLA breach?
Yes, penalties go into the MSA. We do not publish the rates, though: the amounts and thresholds are set together with the SLA scope, the service window and the backup model — without knowing the environment any number would be made up. You get them in writing before signing, not in a later amendment.
What do I get in a post-mortem (RCA report)?
Full Root Cause Analysis report within 5 business days after P0/P1. Format: (1) Incident timeline — minute-by-minute log from detection to recovery. (2) Root cause — specific technical cause (e.g. "thread pool exhaustion in WebLogic AdminServer due to JNDI lookup retry storm"). (3) Blameless analysis — what failed in monitoring, processes, documentation (no pointing fingers). (4) Action items — specific changes to implement (code, config, monitoring, runbook). (5) Prevention — what we will do to stop it happening again. Modelled on Google SRE post-mortems.
Regulated environments: KNF, ISO 27001, GDPR?
Yes, in the Enterprise plan. KNF: experience with banking and insurance (PZU, Aviva), procedures compliant with guidelines, external audit included. ISO 27001: certified engineers, controlled access, channel encryption, log audit. GDPR/DPA: standard Data Processing Agreement, Subject Matter Categories, retention policies. Public sector: experience with public procurement, JEDZ, multi-currency invoicing (PLN/EUR/USD), 30–60 day payment terms.
